What a Customer Experience Agreement Is and when it applies

A Customer Experience Agreement is a written contract that defines the services, responsibilities, service-level expectations, feedback mechanisms, and escalation steps that govern ongoing interactions between a provider and its customers. The agreement typically covers scope of work, response and resolution timelines, key performance indicators, data handling and privacy obligations, change-control procedures, termination rights, and dispute resolution. It is used to set mutual expectations, reduce misunderstandings, and provide a documented basis for remedies if standards are not met. Parties executing the agreement should confirm authorized signatories and effective dates before performance begins.

Why a formal Customer Experience Agreement matters

A clear Customer Experience Agreement reduces operational ambiguity, protects both parties by documenting obligations, and provides a measurable standard for service delivery and dispute resolution. It also clarifies data handling and liability limits so stakeholders understand risk allocation.

Why a formal Customer Experience Agreement matters

Who typically creates and signs these agreements

The agreement is commonly prepared by commercial teams and legal counsel and signed by authorized representatives from both the vendor and the purchasing organization.

  • Customer success and account teams who manage day-to-day service delivery and SLA tracking.
  • Procurement and vendor management groups that need documented terms for renewal and payment.
  • Legal and compliance teams that ensure data, privacy, and liability language meet regulatory requirements.

Use this template when introducing structured service expectations, onboarding strategic customers, or formalizing recurring support arrangements.

Key signatories and their roles

Customer Success Manager

Typically the operational owner who monitors day-to-day compliance with SLAs, coordinates reporting, and serves as the primary contact for escalations and performance reviews.

Authorized Executive

A senior officer or contracting authority with corporate signatory power who accepts legal obligations, approves pricing or credits, and can execute binding amendments or terminations.

Core elements to include in a professional agreement

A robust Customer Experience Agreement groups obligations into measurable sections so performance is auditable and disputes are resolvable without ambiguity.

Scope of Services

Define deliverables, excluded items, measurable outputs, and how change requests are handled so both parties share the same expectations.

Service Levels

Specify response and resolution times, uptime targets, and measurement windows; include remedies or credits for missed targets.

Feedback & Reporting

Document cadence and format for performance reports, customer surveys, and review meetings used to track satisfaction over time.

Escalation Process

List contact tiers, escalation timelines, and senior-responsibility assignments for unresolved or high-severity incidents.

Data Handling

State privacy controls, permitted uses, retention, and breach-notification procedures to align with applicable law and policy.

Termination & Remedies

Describe termination triggers, notice periods, transitional obligations, and limited remedies for contract breaches.

Essential operational and compliance details to record

Party identifiers: Full legal names
Contact points: Operational and legal emails
Effective date: MM/DD/YYYY

Follow these steps to prepare, review, and finalize the Customer Experience Agreement with minimal friction.

  • 01
Prepare draft: Populate fields and attach exhibits.
  • 02
Internal review: Legal and operations review terms.
  • 03
Customer review: Share draft and collect feedback.

Execution: Obtain authorized signatures and retain copies.

How to set up the online workflow for signatures

Configure the digital signing workflow to ensure correct signer order, authentication, and post-signing distribution.

Field Configuration
Signer order Sequential or parallel
Authentication method Email link or SMS code
Reminders Automated every 3 days
Final distribution PDF copy + audit log

Where the signed agreement goes and how it’s used

After execution, define distribution and storage so teams can act on obligations and maintain compliance records.

  • Customer records: Store in CRM and contract repository
  • Operations: Assign to account and support teams
  • Finance: Use for billing and credits
  • Audit copy: Retain with access controls

Digital signing and platform compatibility

Choose a platform that supports required authentication, audit trails, and your preferred file formats.

  • Integrations: Salesforce, NetSuite, Microsoft 365
  • File formats: PDF, DOCX, HTML
  • Security: TLS in transit, AES-256 at rest

Ensure the selected system captures an unalterable audit trail, supports conditional fields and templates, and can export signed PDFs and compliance logs for long-term retention.

Typical timing and notice periods to include

Define explicit timelines so parties know when reviews, renewals, and notices are due.

Signature window:

30 days from issuance

Initial review period:

10 business days for comments

SLA reporting cadence:

Monthly performance reports

Renewal notice:

60 days before term end

Dispute notice period:

30 days to cure

Operational delays: Missing contacts delay incident response
Financial exposure: Undefined remedies increase liability
Privacy fines: Noncompliance triggers regulatory penalties
Reputational harm: Poor handling harms customer trust
Recordkeeping gaps: Missing audit logs impede disputes
